Zendesk Copilot Capabilities

Zendesk now frames "Copilot" as a portfolio of four assistants, not one feature. Zendesk's own model splits customer contacts into three tiers: 50% are failures that should never have happened, 30% are routine and easily automated, and 20% are complex, high-stakes "Moments That Matter." Copilot is aimed squarely at that last 20%, situations where a bot can't help and the outcome shapes how the customer feels about the brand.

What Copilot is

Officially, Zendesk Copilot is a set of powerful artificial intelligence (AI) tools purpose-built for the customer service experience. It expands on the AI offerings already built into the Zendesk Suite and works across your entire customer service experience. Zendesk positions Copilot as providing human agents and admins with proactive, real-time support based on your knowledge, policies, and service context, recommending the best next steps, surfacing opportunities, and streamlining processes.

Agent Copilot is Zendesk's assist layer for human agents: it surfaces context, drafts responses, and can run agent-approved actions, but it never talks to the customer on its own.

One distinction still matters across all four: AI Agents are customer-facing and can resolve a ticket with zero human involvement. Every Copilot listed here sits beside a human (an agent, admin, or analyst) and makes that person faster, but a person is always the one who acts.

Agent Copilot

Agent Copilot steps in the moment a bot hands a conversation to a human, and stays active through the whole ticket lifecycle.

Zendesk says Agent Copilot is designed to connect to internal and external sources out of the box and take action on at least 30% of tickets from day one, a Relate 2026 commitment worth checking against your own account's numbers rather than assuming it's already true. There's no dedicated Jira plugin; the Jira action trigger is a custom action you configure yourself. It's also not publicly confirmed whether declining a suggestion feeds back into model training, so treat "continuous learning" as pattern-matching within your account rather than a guaranteed retrain. There's no public API yet for embedding Copilot's suggestions into another UI.

When both auto assist and suggested first replies are on, auto assist takes precedence and opens directly in the composer. The customer never sees that AI was involved: replies go out from the agent's own address, with the AI assistance happening entirely behind the scenes.

Admin Copilot

A proactive assistant for admins, generally available on Suite/Support Professional, Enterprise, and Enterprise Plus. Three core features:

  • Latest Insights: a weekly view of account trends and risks, monitoring things like resolution-time increases, reopen-rate shifts, and ticket-volume spikes over a trailing 7-day period. Click any insight to ask follow-up questions and dig into the cause.
  • Recommendations: ranked, account-specific suggestions covering task automation (triggers and auto replies based on intelligent triage), workflow cleanup (unused triggers, automations, macros), and auto assist or routing tuning. You can preview a proposed change, approve it, and check what happened via audit logs.
  • Conversational assistance: ask admin copilot to create or update workflows and configurations in plain language, with the option to safely test changes before they go live.

Works in multiple languages.

Knowledge Copilot

Early Access (EAP), expected to reach general availability this calendar year. Helps admins and content managers keep the knowledge base current and AI-readable:

  • Generate article / procedure buttons: create a new help article or step-by-step procedure directly from ticket data, right in the admin interface. The procedure builder can reference an existing article by title or ID as source material, and you can convert an existing article into a procedure the same way.
  • Insight dashboard: tracks three health dimensions: Coverage (missing topics), Freshness (how up to date articles are), and AI Readability (how well AI systems like Copilot can actually consume the content). Gives admins a concrete to-do list.
  • Content recommendations from tickets: analyzes incoming ticket volume to flag gaps and suggest what to create or update next.
  • Procedure performance tracking: shows acceptance rate and edit rate per generated procedure, so you can see whether agents are using it as-is or reworking it.

Multi-language article generation is planned but not yet fully supported across all languages. Multi-brand support has no public answer yet. Neither does GDPR and data-privacy handling for knowledge base content, worth raising directly with your Zendesk rep before feeding sensitive content through it.

Analyst Copilot

Early Access (EAP). Check Admin Center > Workspaces > Analytics to see if it's on your account. Removes the need for a dedicated BI analyst for routine data questions:

  • Natural language queries: type a plain-English question ("What were the top contact drivers last week?") and it generates the query and pulls the data.
  • Chart generation: results come back as charts automatically, not raw tables.
  • Narrate: instead of leaving you to interpret a chart, Narrate writes a plain-language summary of what the data shows, including context and significance, handy for sharing with stakeholders who don't live in Zendesk.
  • AI trend summaries: surfaces and interprets emerging patterns in ticket volume, topic shifts, or resolution metrics, an early-warning signal rather than a retrospective report.

At Relate 2026, Zendesk described the underlying performance data as covering ticket volume, escalations, agent-AI interaction patterns, agent sentiment, and stress levels, so the questions you can ask go beyond basic ticket counts.

Pricing and plan availability

Zendesk offers two levels of AI functionality:

  • Zendesk AI: included with standalone product and Suite plans, with specific features varying by plan level. This includes conversation bots, autoreplies with articles, generative replies, suggested and unanswered intents, suggested macros for agents, knowledge in the context panel, and semantic search in the help center.
  • Zendesk Copilot: available as an add-on for all Suite plans and for Support Professional and Enterprise (and above) plans. The Copilot add-on includes auto assist, suggested first replies, quick answers for Agent Workspace, ticket summaries, intent/language/sentiment predictions, enhance writing, merging suggestions, intelligent triage, macro suggestions for admins, autoreplies and internal note trigger actions, generative AI for help center, and generative AI for voice.

Professional and above plans include free access to a limited set of Copilot features; the full, unlimited feature set requires the dedicated Copilot add-on.

How to buy the Copilot add-on:

  • You must be the account owner or billing admin to buy the add-on. Self-service or managed accounts should contact their Zendesk account representative for purchasing instructions.
  • From the Subscription page (eligible online-assisted accounts): In Admin Center, click Account > Billing > Subscription, click Manage, then More products. The Copilot add-on is listed only if your account meets the requirements for Copilot. Click Add to subscription, then Update subscription to complete the purchase.
  • Suite + Copilot bundle: New customers buying a Zendesk Suite Professional plan or above can save money with a Suite + Copilot bundle, which includes both Zendesk Suite and the Copilot add-on at a discounted price. Contact Zendesk Sales to buy it.
  • Instant upgrade: Account owners and billing admins see upgrade options in several locations in Support and Admin Center. Where additional Copilot features are available, an add-on badge appears; click it, then click Upgrade Copilot, review the changes, and click Update subscription.

Tips and tricks

  • Check the plan tier before promising a feature. Suite Professional / Support Professional and above get a limited Copilot feature set with a usage cap; full, unlimited Copilot needs the dedicated add-on. Confirm which tier a client is on before scoping a Copilot rollout.
  • Write procedures like you're briefing a new hire. Auto assist and Agent Copilot's action triggers follow admin-written procedures, plain-language instructions for how to handle a given problem. Vague procedures produce vague suggestions.
  • Turn off auto assist to test suggested first replies in isolation. The two features overlap and auto assist always wins; if a client can't see suggested first replies, this is the first thing to check.
  • External knowledge doesn't get pasted in verbatim. If Copilot is connected to Jira (or another external source), it uses that as reference context for drafting, it doesn't dump the raw ticket or comment thread into the reply. Useful reassurance when clients worry about messy external data leaking into replies.
  • Third-party APIs can be wired in as custom actions. For example, a Microsoft 365 password reset is possible through Copilot if the Microsoft API is available and connected as a custom action, not a native Zendesk feature out of the box.
  • Use Admin Copilot's audit logs, not just the recommendation preview. Preview shows what a change will do; the audit log is what actually confirms it happened as expected, worth checking after any Copilot-driven config change.
  • Track edit rate on Knowledge Copilot procedures, not just acceptance rate. A procedure with a high acceptance-but-also-high-edit rate usually means agents feel obligated to use it but are quietly fixing it every time, worth a content review.

Requirements and setup (Agent Copilot)

  • Requires the Agent Copilot add-on for the full, unlimited feature set (Suite/Support Professional+ gets a capped set with no add-on)
  • Works only in the Zendesk Agent Workspace (not the classic interface)
  • Set up from Admin Center > AI > Agent copilot, which has sub-sections for Auto assist and other features
  • An Overview: Copilot page in Admin Center gives a centralized hub to manage features, monitor performance, and see optimization opportunities
  • Auto assist needs tickets tagged agent_copilot_enabled (via a ticket trigger); it can't be configured on chat or voice channels
  • Setting up auto assist means writing a procedure, plain-language instructions for how the AI should handle a given problem, and optionally configuring actions

Admin Copilot ships as part of Suite/Support Professional+ with no separate add-on. Knowledge Copilot and Analyst Copilot are both Early Access, request access through Zendesk if they don't show up in Admin Center yet.

Recent updates worth knowing

From Zendesk Relate 2026 (May 19, 2026):

  • Admin, Knowledge, and Analyst Copilot were announced alongside Agent Copilot, expanding "Copilot" from one feature into a four-part portfolio
  • Quality Score: coming soon to Early Access for Suite Professional+, analyzes 100% of human and AI interactions rather than manual spot-checks, for continuous QA
  • MCP support: Zendesk MCP Client lets AI Agents and Agent Copilot connect once to external systems and automatically gain new capabilities as MCP tools are added; a Zendesk MCP Server is also planned
  • Knowledge Connectors: now generally available, linking AI Agents to Notion, SharePoint, and Google Drive, including PDF ingestion for the latter two
  • Context Graph: an operational memory layer capturing past analyses and reasoning to improve future recommendations

Earlier, still relevant:

  • Custom intents for intelligent triage, with categories/sub-categories to match your business structure
  • New writing tools: Tone of voice, Simplify, Custom prompt
  • Auto assist can give agents direct step-by-step instructions, not just a drafted reply
